TRAINING SCENARIOS

DESCRIPTION

Use the attached call mask to develop call-taking scenarios to assist with training. Just fill in the information on the right side of the table. Use the tab key to manipulate to the various sections.

Instructions:  Print the completed scenario and give to the role player (caller). (Do not give to the trainee)  All calls begin with a lead-in statement by the caller. The role player (caller) will read that statement and only that statement.  Additional information will be given to the call-taker based on the questions asked. The role player should not volunteer any other information. The is a key element to the learning experience. o The role player (caller) may adlib emotion to give the call more impact. This can make a simple scenario much more difficult. (i.e., crying, screaming, anger, etc.)  When the scenario is complete, debrief the scenario by determining what the call taker feels they might have forgotten to ask. The role player and/or trainer should provide feedback on the method used by the trainee to obtain information, ways they could remember to ask information and the importance of certain questions and statements.  Document the delivery of any and all scenarios along with the reviews as part of the individual’s training.

KEY LEARNING POINTS

This scenario will challenge the learners to apply appropriate techniques to solicit information from callers based on a lead-in statement.

VARIATIONS

 Have the trainee create his or her own scenarios.  Create a scenario based on a problem area or specific type of call.  The trainer may exclude themselves from the training scene, forcing the trainee to think and act on their own and without relying on the trainer. Trainer may use recordings or input from the role player (caller) to evaluate the trainee’s performance.
