Welcome to the 2021 Gold Coast Film Festival (GCFF)!

This handbook is intended to provide you with a comprehensive guide to the various aspects of the Festival. Please read the handbook closely.

Welcome to the Gold Coast Film Festival team!

2. FESTIVAL INFORMATION

GENERAL OVERVIEW / HISTORY

The Gold Coast Film Fantastic was established in 2002 as a festival focused on genre and pop culture films.

Today, the Gold Coast Film Festival brings diverse Australian and International films, filmmakers and film events to the Gold Coast, enhancing the city’s cultural reputation, driving tourism and delivering economic impact to the region.

The 17th annual Gold Coast Film Festival ran from April 3-14 April 2019 and attracted a record attendance of 19,650 year-round. The Festival screened over 100 films from 13 different countries including Australian and international feature films, short films and VR with special guests including Sigrid Thornton, Greer Simpkin and Jenny Cooney.

The 2020 Gold Coast Film Festival was cancelled due to COVID-19 event restrictions, with the team adapting a number of key events to run online.

The Gold Coast Film Festival reinforces our city’s position as one of Australia’s leading filmmaking destinations, by promoting emerging Australian filmmakers and creating educational and professional development opportunities for film industry practitioners.

Our distinctive points of difference from other film festivals in Australia are:

• Discovery and promotion of Queensland (and Australian) independent filmmaking talent • One of Australia’s leading festivals in championing gender equality in the film industry • Strong Queensland film industry engagement and accessibility of industry guests at the festival • Use of uniquely Gold Coast landscapes to bring films to life in special events

Our location is one with a heritage of filmmaking, with international filmmaking introduced on the Gold Coast in the late 1980’s. Fast-forward to 2017 and major international films Aquaman, Thor: Ragnarok, Kong: Skull Island, Dora The Explorer and Pirates of the Caribbean have chosen the Gold Coast’s incredible locations and highly competent crew to shoot their multi-million dollar films.

Our Festival Patron is Gold Coast born actress and producer Margot Robbie and our festival ambassadors are producer Sue Maslin (The Dressmaker), renowned film critic David Stratton, and Hollywood journalist and member of the Hollywood Foreign Press Association, Jenny Cooney.

FESTIVAL DATES & SESSIONS

The 2021 Gold Coast Film Festival will run for 12 days, 14 April – 25 April 2021.

The festival will be structured around 5 key venue partners – HOTA, QT Hotel, Event Cinemas Coomera, Burleigh Brewing, BCC Coolangatta + one off venues Surfers Paradise, Movie World, Skypoint and Australia Fair. This provides opportunity to work with key venues (and sponsors) to deliver events that are COVID-safe specific to that venue and not stretching our events team too thinly across new or multiple sites (last year was 14 venues).

The program can be broken down into several distinct categories: Films, Events, Industry, Education and Awards.

FESTIVAL PROGRAM OVERVIEW

The Gold Coast Film Fantastic t/a Gold Coast Film Festival delivers a broad program of film and film related events, bringing film to life in a distinctly Gold Coast way for local and visiting audiences and helping to grow and support Queensland’s screen industry.

While the main festival events happen during the twelve-day period in April, the festival also runs activities as part of our year round interactivity and engagement program, including premieres of new release films, filmmaker Q&As, screening collaborations with other cultural organisations, industry/sector events and curation of screening programs for venues.

Festival and year-round activities support industry/sector development and audience development.

FILMS

30 NEW FEATURE FILMS

• World, Australian and Queensland Premieres - a mix of drama, comedy, horror, romance, genre, action, documentary and thriller films • Films from 10+ countries reflecting diverse languages and stories • Australian Independent Focus – a strand of 2- 4 films of new quality Australian filmmaking talent that includes at (ideally) least one film made in Queensland, with awards and prizes for filmmakers • Dark Nights and Fantastic Fans – a strand of 4-6 genre films • The program is arranged in thematic strands

GCFF strives to screen quality Queensland-made films whenever possible. GCFF invites submissions from filmmakers from November 2020 until deadline in January 2021 and curates films from international festivals. The full program of film titles will be announced March 2021.

Film cast and crew are invited to attend where possible and take part in a post-film Q&A and participate in industry panels, to share their experiences. In 2021 – this will be significantly impacted by any border restrictions, however this also means an opportunity to celebrate QLD-based screen talent and/or utilising any visiting celebrities filming in COVID safe productions in SE-QLD.

8 GCFilmFestival.com Locations & Venues | VOLUNTEER HANDBOOK

While 30 films will be scheduled in-cinema, 15 of these films will also be scheduled online in a secure, paid screening platform. This allows audiences outside QLD (if borders are still restricted) or audiences unable to travel to the Gold Coast to still see key films and industry events in the program. It also means that should covid restrictions be increased, the festival has built the online capability to shift within 48 hours to an online-only festival.

The total number of films overall is reduced, due to two reasons; audience capacity restrictions delivering lower revenue to pay minimum guarantee fees to distributors and longer time gaps required between screenings for cinema cleaning.

Screening venues for features films are:

• HOTA • Event Cinemas Coomera (Dark Nights) • BCC Coolangatta

Additional Film Program Experiences

• Topical discussions with academic/experts based around film topics/issues raised • Q&A with filmmakers/talent • Live Commentary with Ladyparts Podcast team • Other themed pre/post film experiences depending on film • Additional film program experiences will shift online in a case-by-case basis.

SHORT FILMS

SIPFEST (10-12 shorts)

SIPFEST (Shorts in Paradise Festival) has been an annual showcase of the best short films from across Australia. GCFF facilitates this nationwide short film competition, with an industry jury. Film finalists compete for prize money (currently tbc amount).

Due to the planned merger of Surfers Paradise Alliance to Major Events Gold Coast, the event currently does not have a home or major prize sponsor, however discussions are taking place with Councillors and sponsors.

Should restrictions increase, SIPFEST and the awards will shift online.

EMERGE (10-12 shorts)

EMERGE is a showcase of short films from graduating film students from 7 South-East Queensland film schools/university courses. The EMERGE! Best Student Short Film is awarded a $250 cash prize. Emerge is held in cinema at HOTA .

Emerge will shift online should restrictions increase.

9 GCFilmFestival.com Locations & Venues | VOLUNTEER HANDBOOK

Webseries (4-6 webseries)

Webfest is an international webseries competition with the six best webseries screening, along with awards for the best series. Best Australian Webseries ($500 cash prize) and Best International Webseries awarded at the Screen Industry Gala Awards.

Webfest will shift online should restrictions increase.

Wide Angle Film Festival screening (6 shorts)

A free, flashing light free, captioned screening of a selection of films reflecting the lived experience of disability

This is an in-person screening only.

EVENTS

Opening night Opening night is a gala night with red carpet, catered party, opening speeches and Q&A with filmmakers and cast in attendance.

Current restrictions would mean no canape / buffet style food service or standing drink service. Crowding and capacity restrictions would mean a very different opening night set up – with crowding around a red carpet needing to be avoided.

Some ideas being explored are: • Roving red carpet / pop up media walls for ‘red carpet selfies’ • Staggered arrival times • Multiple cinemas screening the film at staggered times • Contactless ticket collection • Potential for HOTA Café to be used to serve seated drinks pre-screening • Potential for multiple locations within hota to be used for seated arrival drinks • Pre-packaged food for seated cinema • Pre-drinks for sponsors and post-drinks for industry • Doing simultaneous events at BCC, HOTA, Coomera

Closing night / Gala screening Screening an Australian film with premiere-style event and filmmaker Q&A. These events have the same considerations as opening night.

Women in Film lunch

Annual lunch with a prominent film industry guest speaker and networking event.

Current guidelines would mean tables of 5 (at a capacity table of 10) seated lunch service. We are planning for a QLD-based keynote speaker.

If restrictions were to increase this event would run as speaker Q&A online.

10 GCFilmFestival.com Locations & Venues | VOLUNTEER HANDBOOK

Screen Industry Gala Awards with The Chauvel Award

The Screen Industry Gala Awards is a dinner gala night to award the festival’s finalists and winners and includes The Chauvel Award - a prestigious national screen industry award, named in honour of Charles Chauvel – at its heart. The award recognises contribution to the Australian screen industry and is judged by a national committee of industry heavyweights including Jan Chapman, Alan Finney and Kylie Munnich. The recipient takes part in an “In Conversation” interview, moderated by Jenny Cooney.

In 2021, the recipient is Sue Maslin. Subject to state border restrictions, Sue will either appear in person or on video link. A QLD-based presenter/moderator will also be engaged to replace LA-based Jenny Cooney.

The Screen Industry Gala Awards was successfully shifted online in 2020. We plan on running this event as a hybrid event – an in-person dinner and ceremony at Movie World that is also live-streamed with winners appearing on screen from interstate.

If restrictions were to increase, this event will run online.

QT Hotel – Poolside Flicks

In 2020 we were due to collaborate with QT Hotel on two events – a poolside screening of Mean Girls and a food and film event. In 2021, we plan to run 2-4 nights of screenings poolside from chick-flicks to foodie films.

If restrictions were to increase, these events would be cancelled

Movie Trivia Movie Trivia is a fun night where film buffs get to test their film knowledge for fabulous prizes at QT Hotel.

We propose to run this event in partnership with an online trivia provider to create an in-person / online hybrid event. The difference being – those at the in-person event will be eligible for prizes.

If restrictions were to increase, this event will run online.

Burleigh Brewing – Brewery cinema

We plan on running 3-4 nights of adults only screenings in the brewery, outside under the stars. Burleigh Brewery also has capacity to move the screening indoors in case of wet weather.

If restrictions were to increase, these events would be cancelled

Rooftop Cinema at Australia Fair

We hope to run an outdoor, rooftop cinema at Australia Fair in partnership with Australia Fair and Mini.

If restrictions were to increase, these events would be cancelled.

11 GCFilmFestival.com Locations & Venues | VOLUNTEER HANDBOOK

Rescheduled events from 2020 Festival

The following events need more research on cost and safety considerations before a decision can be made on running them:

• Coolangatta – Dogumentary outdoor screening with Paws in the Park • Sky High Cinema with Skypoint

SIPFEST SIPFEST (Shorts in Paradise Festival) has been an annual showcase of the best short films from across Australia. SIPFest transforms Surfers Paradise beach into a vibrant and unique outdoor cinema.

Due to the planned merger of Surfers Paradise Alliance to Major Events Gold Coast, the event currently does not have a home or major prize sponsor, however discussions are taking place with Councillors and sponsors.

Should restrictions increase, SIPFEST and the awards will shift online.

Gold Coast Movie Locations Tour

Australia’s first movie location tour – a 3-hour bus tour visiting Gold Coast film locations – will be paused for 2021.

In its place we will create a self-drive itinerary for experiencing “Hollywood on the GC” in the comfort of your own car. This content will be on our website and potentially promoted via PR / tourism bodies.

Floating Cinema This immersive film event is held on the top deck of a river cruiser with the night-time Surfers skyline framing the screen. This event will be paused for 2021.

INDUSTRY

Pitch in Paradise and Adaptable

‘Pitch In Paradise’ will bring together writers, producers and production companies to provide an opportunity for writers and screen practitioners to connect with the right people to secure interest and funding needed to develop their projects.

Pitch in Paradise and Adaptable will run as hybrid events with participants in QLD appearing in person and participants unable to get to the Gold Coast, appearing via Zoom.

Both events will run regardless of restrictions.

12 GCFilmFestival.com Locations & Venues | VOLUNTEER HANDBOOK

7 x industry panels

Designed for student, emerging and early career film professionals in writing, directing, producing, editing, sound design, cinematography and more. These panels combine professionals from interstate (via Zoom) with local practitioners to delve into a subject area or skill.

These panels will be livestreamed online and will run regardless of restrictions.

4-5 Post-film Q&A’s

with filmmaker guests and academics bringing to life the film, the filmmaking process or the topics of the film

Live Script Read

A live script reading of a feature film script by a Queensland writer (winner of the Queensland Screenwriting Award) featuring local actors.

We need to move to a new room within HOTA to ensure social distancing can take place. Sharing of microphones (as has previously happened) can not happen – so depending on the size of cast, we may need to run without microphones

Networking events – on pause for 2021

Creche – on pause for 2021

EDUCATION

Future Filmmakers

Screen education is a key focus for supporting and inspiring the next generation of filmmakers and screen industry professionals on the Gold Coast. Education is an important part of building a healthy, vibrant screen industry here on the Gold Coast and providing a foundation for emerging creative workers.

Future Filmmakers is a free career seminar day at Bond University for year 11 & 12 students considering a career in screen. The day includes discussion panels with industry speakers, screenings and tours of film facilities.

Negotiations need to take place with Bond University to discuss their ongoing sponsorship and how this event will be delivered in a COVID-Safe way.

SUBMISSIONS & AWARDS

GCFF recognizes the importance in supporting filmmakers and offers awards for Australian filmmakers in shorts, features, webseries and screenwriting categories.

13 GCFilmFestival.com Locations & Venues | VOLUNTEER HANDBOOK

Uncovering and supporting local Gold Coast and Queensland screen talent is vital to GCFF: All of the short films in the EMERGE programs are from Queensland filmmakers, SIPFEST has a specific prize for best Gold Coast filmmaker, and we award Queensland feature film scriptwriters.

• Australian Independent Film Award • Best Australian Film Award • EMERGE QLD Student Film Award • SIPFEST: 5 award categories (including new category: sipfest after dark) • Webseries: 2 award categories - • Queensland Screenwriting Award • Queensland Screen Business of the Year • Gold Coast Screen Professional of the Year

It is anticipated there will be a reduction in submissions across all categories (except screenwriting) due to the restrictions on filming in 2020. This will impact on revenue and potentially on quantity and quality of films available to select for the festival.

We will also be provided free submission entry to Gold Coast based filmmakers.

The awarding of prizes will go ahead regardless of restrictions.

10. WORKPLACE HEALTH & SAFETY

HEALTH AND SAFETY

WH&S Policy The Work Health and Safety Act 2011 is the main legislation in Queensland that was developed to set out the health and safety requirements for anyone who interacts with a workplace. This includes the organisation, owners/managers, all employees, contractors, volunteers and visitors.

Importantly, under the legislation you as a volunteer are considered to be a ‘worker’ with Gold Coast Film Festival. By working together, we can ensure a healthy and safe workplace.

Gold Coast Film Festival has a primary duty of care for your health and safety. We must:

• Ensure our activities and the activities of our workers do not put any other person at risk • Provide and maintain a safe work environment, safe plant and equipment, safe structures, safe systems of work and the safe use, handling and storage of plant, structures and substances • Provide adequate facilities for worker’s welfare and access to those facilities • Provide information, training, supervision and instruction to a necessary level that protect persons from risk to their health and safety • Monitor the health of workers • Consult with workers about matters that may affect their health and safety in the workplace • Identify hazards and eliminate them from the workplace, or if they cannot be eliminated to control the associated risks

But all workers, including volunteers, have defined health and safety duties too. You have an obligation to:

• Take reasonable care for your own health and safety • Ensure your acts or omissions do not affect themselves or other people • Comply with any reasonable instruction given to you by Gold Coast Film Festival and their representatives • Cooperate with all policies and procedures issued by Gold Coast Film Festival, such as: ▪ Wearing Personal Protective Equipment (PPE) that has been provided to you ▪ Identifying and reporting hazards and risks that may harm yourself or others • Report all incidents and injuries • Undertake health and safety training (ie – Induction Training) • Identify hazards and eliminate them from the workplace, or if they cannot be eliminated to control the associated risks

32 GCFilmFestival.com Workplace Health & Safety | VOLUNTEER HANDBOOK

For a workplace to be health and safe everyone needs to understand and carry out their duties and communicate with each other regularly on WHS matters. Enjoy volunteering – but be safe doing it.

Workplace Harassment and Violence Response: Everyone, including volunteers, has the right to work in a safe environment that is free of harassment and violence and this right is enforced through several legislative Acts with substantial penalties. Both harassment and violence can occur from external sources such as visitors, customers and others who interact with the organisation or it can come internally from other employees, contractors or volunteers.

All organisations should have a procedure explaining what workers should do in the event they are being harassed or subjected to violent acts, however as a volunteer you can help to ensure your personal security by:

• Not being afraid to speak up if you believe yourself or someone else is being harassed or subjected to violent acts • Not escalating or exacerbating a situation involving a person who is harassing or being violent • Remaining calm and speaking quietly at all times when confronted by someone who is angry or threatening • Withdrawing immediately from any situation that may escalate into violence • ·Being prepared to call the Police promptly • Always informing your supervisor or GC Film Festival Director about any incidents involving harassment or violence • Remaining aware of your surroundings, the presence of others around you, how to raise an alarm and escape points such as emergency exits and evacuation procedures • Informing others of your movements / location (if you are a remote or isolated worker) • Keeping car keys, diaries, schedules and valuables secure • Undertaking additional personal safety training programs to learn how to recognise, avoid or diffuse potentially violent situations

Safety Hazards If you see a hazard, if possible do something to rectify the issue straight away and then report it. Make sure people near the hazard are made aware until it can be rectified

See Safety Hazards Reporting Form

Incident In the case of any incidents occurring, the shift supervisor will have with him/her at all Reporting times, an incident report sheet that will need to be completed.

MANUAL HANDLING MANAGEMENT LIFTING TECHNIQUES This information paper is to provide minimum guidelines on manual handling within the workplace to ensure your safety.

What is manual handling? Manual Handling means any activity requiring a force for a person to lift, lower, push, pull, carry or otherwise move, hold or restrain any object.

What is a safe load to lift? It is not possible to identify one weight limit that will be safe for all workers to lift. A number of factors including age, pre-existing conditions, the environment, associated risk factors, physical fitness and how accustomed a worker is to a job, all influence the load that they can safely lift. The individual needs to assess each situation and decide on the most appropriate action.

What are the risk factors when lifting?

Manual handling can contribute to a range of injuries including back pain, shoulder strains, hernias, knee strains and upper limb strains. In many cases, a number of factors contribute to the risk when doing manual handling tasks. These can include a combination of: • Awkward and/or sustained postures; • Repetitive work; • Restricted space; • Climate; • Being unaccustomed to the work; • Vibration e.g. using a jackhammer; • Lifting/handling excessive weights; and • Previous activities, e.g. sitting in a truck or vehicle for 1 – 2 hours then jumping straight into heavy labouring work.

Risk Assessment One way of avoiding overexertion injuries when lifting is to conduct a risk assessment before undertaking a manual handling activity. As part of this assessment you should consider the weight and the shape of the load, the ground surface, where the load will be placed and how it will be handled. By first performing a risk assessment, you can decide if mechanical assistance/aids or team lifting is required.

What’s the best technique?

All factors should be taken into account when determining the best manual handling technique for the situation. The best manual handling technique involves suitable balance and avoidance of unnecessary

36 GCFilmFestival.com Manual Handling Management | VOLUNTEER HANDBOOK

bending, twisting and reaching. A person undertaking a lift should move efficiently and rhythmically, minimising the bending of the lower back. The knees should be bent.

What techniques reduce the risk of injury?

1. Take a secure grip on the object being handled • The grip helps make manual handling safe; • Wherever possible, a comfortable power grip with the whole hand should be used rather than a hook or precision grip with fingers only; and • Firm footing (so you don’t slip while lifting). 2. Pull the load in close to the body • For lifting in particular, it is important to have the load close to the body to prevent excessive stress on the back and to use the strongest muscles of the arms to hold the load; • It is important to lift smoothly, slowly and without jerking; and • Keep your spine in its natural alignment by avoiding twisting whilst lifting. 3. Manual lifting. • Use the strong muscles from your legs to lift objects from low levels.

Should team lifting be the first option?

NO. Team lifting should only be used when mechanical assistance and other control measures are impractical, because team lifting presents its own risks to health and safety. However, if it is required, you should try to lift with people of similar physical status and ensure timing and coordination of team members. Communication between members is crucial.

Everyone’s manual handling capacity is different and depends on their individual ability to handle a load. Can two people safely lift twice as much?

NO! The lifting capacity of a team is NOT equal to the sum of the weights each person can lift individually because: • There is coordination loss by individual workers due to changing their body posture to compensate for the other worker;

• Workers do not exert force simultaneously which means less coordination;

• One person is likely to lose their grip resulting in attempts to catch the load;

• Loads are never shared equally – one person could be carrying up to 75% of the load at any time.

What are some lifting tips to remember?

Lifting aids should be used where possible to minimise lifting and carrying:

• Use leg muscles to move low level objects;

• There should be no obstructions when moving objects;

• The start and finish height of the load should be preferably between mid-thigh and shoulder height,

37 GCFilmFestival.com Manual Handling Management | VOLUNTEER HANDBOOK

• ideally about waist height; • The load should be as close to the body as possible. A load is more difficult (heavier) to lift or carry if it is not close to the body. For example 10kg held at a distance of 80cm from the body can impose a simular load to that of 50kg right next to the body;

• There should be sufficient space for lifting to be done; • Lifting with one hand should be avoided; and • You can only lift 10-15% of your normal capacity when in a sitting position.

If you have any suggestion to control the risk, notify your Supervisor

WORKING IN THE SUN & HOT CONDITIONS General Information

It is estimated that two out of three people in Australia will get some form of skin cancer. Although sun exposure produces a variety of health risks, the most obvious risks are to the skin and the eyes. UV radiation can also cause skin conditions. Heat Stress Heat stress is caused by excessive exposure to heat, and may lead to a number of heat illnesses ranging from mild (prickly heat) to life-threatening (heat stroke).

Associated Illnesses with Heat Stress

Prickly Heat Prickly heat is an itchy and painful skin rash caused by a blockage of the sweat ducts and an increase in pressure in the ducts. Heat Fainting Fainting from heat exposure is caused by blood vessels dilating to increase the heat transfer to the skin and causing reduced return blood to the heart. This in turn temporarily reduces the blood flow to the brain and the person faints. Heat cramps Heat cramps are painful muscle cramps. Heat exhaustion Symptoms of heat exhaustion include weakness and/or nausea and/or giddiness and appear pale, breathless and exhausted. Skin is usually moist (sweating). Heat Stroke Symptoms of heat stroke include a person becoming confused, staggering and collapsing. A person suspected of experiencing heat stroke should be treated as a medical emergency. The risk of fatality is high in untreated cases as the body core rise to dangerous levels of 41oC or higher.

Personal Protective Equipment

To assist with protection from the sun, the following equipment should be worn when working outdoors: • Hats with brims of 7.5 –12 cm

44 GCFilmFestival.com Working in the Sun & Hot Cond. | VOLUNTEER HANDBOOK

• Lightweight and comfortable clothing, including trousers • Safety glasses and/or sunglasses; and • Sunscreen (SPF 30+ or better broad spectrum) and zinc cream or lip balm.

Where practicable, use trees, building and other temporary shelter such as awnings and umbrellas to produce shade; 3. Ensure shade is available for meal breaks; 4. Drink at least 2 litres of cool water a day, more if sweating heavily; 5. Wear a broad-brimmed hat with a brim of 7.5 -12 cm 6. Wear long trousers 7. Apply sunscreen (SPF 30+ or better broad spectrum and water-resistant) 15-30 minutes before to going outdoors to all exposed areas and re-apply every two (2) hours or as directed by the manufacturer. Zinc cream or lip balm can be applied to lips and/or nose for extra protection; 8. Wear safety glasses and/or sunglasses; 9. Taking rest breaks in the shade as required; and 10. If feeling weak or faint, immediately stop work and cool down, drink plenty of water.

First aid treatment for heat stress

Prickly Heat 1. Prickly heat results in an itchy painful rash; 2. Keep the rash cool and dry; and 3. Ensure the person stops hot work until the rash has settled down.

Fainting, Cramps, Exhaustion 1. Lay the person in the shade; 2. Provide cool water; and 3. Fan the person manually to cool the core body temperature. Heat Stroke 1. DEALING WITH DIFFICULT CUSTOMERS

Service Commitment

All Gold Coast Film Festival workers shall strive to meet the needs of our customers in a professional and ethical manner with courteous and efficient service.

We shall:

a) treat all customers with respect and courtesy

b) listen to what customers have to say

c) respond to customer enquiries promptly and efficiently

d) act with integrity and honesty when liaising with customers

e) consult customers about service needs

It is certain, that whatever standard of professional and positive customer service we achieve, there will always be a small percentage of customers whose issues cannot be dealt with to their satisfaction. This may be due to refusal by the customer to accept a decision, demands placed on us which are not within our scope or resources to meet, or a level of rudeness or aggression shown to staff by the customer that makes it unsafe or unreasonable to proceed.

The following guide may assist you in dealing with those customers who are dissatisfied in some way.

Don’t Take It Personally Keep in mind that most times you are not the object of the customer's anger.

Unlike the customer, you are not angry, you are in control, and your only problem at the moment is helping him/her with his/her problem.

If you step out of this positioning, and start reacting to the customer in an emotional way, you'll lose control, you’ll lose your power, and the situation will be likely to escalate into a lose-lose for everyone. So, begin with a mindset that says, "No matter what, I will respect them as a customer."

Acknowledge the Customer

Give them Your Undivided Attention: They're already unhappy, so don't make it worse by making them feel that you're not really "there" - e.g. don't look around - keep your eyes focused on them; no rustling papers; answering other calls; etc.

Often, as the customer comes to realise that you really do care and that you are going to attempt to help them resolve the problem, the customer will calm down on their own, and begin to interact with you in a positive way.

Let the customer communicate their problems/issues/grievances and ensure that not only are you listening, but they know that you are listening.

Empathize and Ask Questions

Put yourself in the customer's shoes, and try to see the situation from his/her perspective. Don't try and cut him/her off; don't urge him/her to calm down. Instead, listen carefully. If someone is angry or upset, it is because that person feels injured in some way.

You should let the customer vent and listen attentively in order to understand the source of that frustration. When you do that, you send a powerful unspoken message that you care about him and his situation.

Seek an Outcome and Ask For Feedback

Work on clarifying the solution with the client to ensure any important information wasn’t missed. Often in difficult situations customers will only communicate what they feel is important and can leave out critical facts.

Develop a solution and timeframe with the customer. Articulate the necessary steps to achieve resolution. It is also of critical importance that you don’t promise what you can’t deliver; be honest and set realistic expectations.

Follow-up

Communication after outcome / issue resolution to ensure the client is now satisfied, will demonstrate to the client that you are concerned about them, not just about getting the problem fixed.
